Diabetes Specialities Center Case Study
How a leading diabetes specialties center increased patient interaction volume by 450% in three months
Customer: Leading Diabetes Specialties Center
Industry: Healthcare (Diabetes Care & Research)
Scale: 500,000+ Patients Across 50+ Centers
See how ClearTouch’s healthcare contact center solution helped one of Asia’s largest diabetes care networks close patient communication gaps, cut patient leakage, and scale automated patient communication across 50+ locations.
The Client
Our customer is one of the largest healthcare groups in Asia devoted to treating diabetes and its complications. With more than 500,000 registered patients across 50+ centers in India, it is one of the world’s fastest-growing diabetes care networks, backed by a dedicated team of over 1,200 professionals and more than 30 years of clinical research and patient care.
The organization has established its own research foundation for diabetes-related research, and its clinical excellence is grounded in three decades of evidence-based practice. But as patient volumes grew, so did the strain on the very first touchpoint most patients experience: the phone call. Without a purpose-built healthcare contact center solution and a broader healthcare customer experience solution, a network scaling this fast risked losing patients before they ever reached a clinician.
The Challenge
At the scale this diabetes specialties center operates, hundreds of patient inquiries arrive every day for appointment requests, medication questions, and follow-up calls. The organization didn’t yet have healthcare call center software or a patient inquiry management process to handle that volume.
The result: about 60% of inquiries went unanswered, causing patient leakage. Patients who called didn’t get through and never followed up. For a healthcare provider, every missed call is a missed opportunity to support a patient managing a lifelong condition, and a direct hit to both patient satisfaction and revenue.
Leadership recognized that even a small improvement in patient leakage would mean happier patients and meaningfully higher revenue. They needed a patient communication solution that could absorb that volume immediately, without disrupting the existing front-office workflow.
The Solution
ClearTouch proposed VocalRx, its healthcare contact center solution built specifically for patient call management, patient communication, and experience at scale.
Cloud-based call routing and visibility
- Patients reach the specialty center through ClearTouch’s cloud platform.
- Calls automatically route to the call center whenever front-office agents are busy, so fewer inquiries go unanswered.
- Complete visibility into patient call history helps staff pick up every conversation with full context.
- Built-in compliance with healthcare communication standards and regulations protects patient data at every touchpoint.
A phased, scalable rollout
- Rollout began with 22 locations in May 2022.
- Within three months, coverage expanded to all 50+ locations of the diabetes specialty network, with no increase in call handling time despite the added volume.
Automated reminders and surveys
- Appointment reminders are sent as automated voice messages, letting patients reconfirm, cancel, or reschedule, directly reducing no-shows.
- Post-treatment follow-ups and medication reminders are delivered the same way, supporting automated patient communication for a condition patients must manage for life.
- The platform also supports promotional campaigns, extending patient engagement solutions into brand visibility and outreach that draws more patients into care.
Proactive call recovery
- The platform flags missed calls so front-office and call center staff can call patients back once they’re free.
- This callback loop drives call abandonment toward zero, even as the team continues optimizing staffing and handling time.
Benefits
Together, VocalRx’s automated routing, reminders, and reporting gave the network advantages across patient experience, cost, and growth.
- Dramatically higher patient interaction volume: automated routing and a scalable healthcare contact center solution let the network handle far more inquiries without adding proportional headcount.
- Reduced patient leakage: calls that once went unanswered now route automatically, so fewer patients fall through the cracks.
- Lower no-show rates: automated appointment reminders give patients an easy way to reconfirm, cancel, or reschedule, keeping schedules accurate.
- Consistent medication and follow-up support: automated voice reminders help patients manage diabetes as an ongoing, lifelong condition, long after they leave the clinic.
- Complete call visibility and compliance: full patient call history and standards-aligned handling give staff the context they need and support the organization’s regulatory obligations.
- A foundation for growth: the same platform supports promotional campaigns, extending patient engagement well beyond inbound call handling.
Results & Outcomes
- 450% increase: patient interaction volume grew by 450% in just three months.
- 400% call volume growth: patient call volume grew 400% between May and August 2022, with no increase in call handling time, meaning substantially lower cost per interaction even as patient contact rose.
- 22 to 50+ locations: platform coverage expanded from 22 pilot locations to all 50+ centers nationwide within three months.
- 61% of calls now handled: front office and contact center agents together handle 61% of all patient calls (24% and 37% respectively); the remaining gap is being actively closed through agent and workflow optimization.
- Near-zero call abandonment: missed-call visibility enables proactive callbacks once staff is free, instead of losing the patient entirely.
The increase in call volume is itself the clearest evidence that more patient needs are being addressed every day. ClearTouch’s healthcare contact center solution gave the network visibility into exactly where gaps remain, and a platform built to keep closing them. What began with inbound patient calls, appointment reminders, and medication support has laid the foundation for a much broader transformation of the patient experience.
Customer Testimonial
“Our patients used to get a busy signal at the worst possible moment. Now every call finds its way to someone who can help, and our team can finally see where we’re still missing people, instead of guessing.”
